I think I have found the video tutorial series you referred to.  

Customer Service has been evolving for the last 30 years.  From phone based technical experts in the late 1980s, to answering services that consult knowledge databases, both automated and human driven.  Why the change?  Profit and cost margins.  I think Canon is FAR, FAR better than most manufacturers of consumer electronics, though.
